What is the 80/20 rule in call centres?
The 80/20 rule is a service-level target: 80% of calls answered within 20 seconds. It is the most common benchmark in contact centres, and many outsourcing contracts are written around it. It wasn't derived from customer research, though. It was picked early in call-centre technology and stuck, so it's worth asking whether it suits your calls before you sign up to it.

How it's measured
Service level is the number of calls answered within the threshold divided by the calls offered, over an interval. Two details change the number a lot, so settle them in writing. First, whether calls abandoned inside the 20 seconds count against you. Second, whether the figure is reported per half-hour interval or averaged over a day. A daily average can show 80% while the Monday-morning peak sat at 50%.
Why the last few percent cost so much
Calls don't arrive evenly, so holding 80/20 through peaks means staffing for the peak and paying for idle time either side of it. Pushing from 80% to 90% typically costs far more agents than the extra 10% suggests. After hours the problem is worse: a handful of calls a night still needs someone available to answer them.
When 80/20 is the wrong target
Set the target by what the call is about, not by convention. An urgent fault line warrants a faster target. A billing query can wait longer if it is resolved first time, and a fast answer that ends in a transfer is worse than a slower one that doesn't. First-contact resolution often tells you more than speed of answer.
Where AI changes the trade-off
An AI agent answers every call immediately, at the peak and at 3am, so for routine contact the service level stops being a staffing decision. People are then rostered for the conversations that need them. That is the model behind 24/7 AI support. If you are comparing providers, the call centre outsourcing guide covers what to check beyond the service-level line.
